Inside Velonetic: Behind the scenes - Customer Relationship Management

Customer Relationship Management

Inside Velonetic is a people‑powered storytelling series that explores the roles, expertise and work that sit behind the services we deliver every day.

In this Behind the Scenes feature, Mary Dawson, Customer Relationship Manager, shares what it means to be the link between customers and the teams supporting them. From building trusted relationships and understanding customer priorities to coordinating support across the business, the piece offers insight into how collaboration, communication and consistency help customers navigate complexity with confidence and get the most value from the services they receive.

I’m a Customer Relationship Manager (CRM) at Velonetic. I often describe my role as being part of the “shop window” of the business, the point where customers experience how Velonetic really works, especially when things are complex or time‑critical.

For many of our customers, we’re the first point of contact. They come to us with questions, challenges, and issues that need careful handling. My role is to help them navigate those moments, making sure they feel supported, understood, and confident that their needs are being taken seriously.

At its heart, CRM is about trust. It’s about listening closely, understanding each customer’s business and priorities, and translating that understanding into action across Velonetic.

Turning complexity into clarity

A big part of my role is acting as a guide and often a translator. Insurance is a complex, highly regulated environment, and customers shouldn’t have to navigate internal processes or technical detail on their own.

My job is to take what a customer needs and turn it into something the business can deliver, without customers having to worry about how that happens behind the scenes. That means understanding not just the request itself, but the context around it: why it matters, what the impact is, and what success looks like from the customer’s perspective.

What CRM at Velonetic really involves

There’s a common misconception that CRM is mainly about meetings and relationship‑building at a surface level. While relationships are absolutely central, they’re only one part of the role.

No two days are the same. I spend time managing incoming queries, progressing work already underway, and making sure nothing slips through the cracks. That includes regular customer meetings, service review boards, and reviewing service packs so we can clearly understand how we’re performing and where improvements are needed.

For customers, this means having a consistent point of contact who understands their organisation, their history with us, and the detail behind each conversation, not just the issue of the day.

Building trust through honesty and consistency

Strong customer relationships are built on authenticity. Customers don’t expect perfection, but they do expect honesty, clarity, and consistency.

If something goes well, I’ll celebrate that with customers. If something doesn’t go to plan, I’ll be open about it. Managing expectations is a crucial part of the role, particularly in an industry where systems, dependencies, and regulatory checks mean that not every answer can be immediate.

Being clear about timeframes and keeping customers informed as work progresses means customers always know where they stand, even when the answer takes time. That transparency is key to building long‑term trust.

The strength behind the scenes

While CRMs are often the visible face of the service, we’re only one part of the experience customers receive. Behind the scenes sits a broad network of expertise across operations, strategy and growth, and technical teams.

Many of my colleagues have worked across multiple roles at Velonetic, and that depth of experience makes a real difference. For customers, it means they’re not relying on a single individual, but on the collective knowledge and capability of the wider organisation.

Internal relationships matter just as much as external ones. Knowing who to involve, when to escalate, and how to bring the right expertise together is essential to resolving issues efficiently and effectively.

Balancing speed, quality, and assurance

Customers quite rightly expect timely responses, and we’re focused on delivering them. At the same time, insurance is a highly regulated space, where accuracy and assurance matter just as much as speed.

Balancing those demands is a constant part of CRM work. Clear communication plays a vital role here, setting realistic expectations, sticking to them, and keeping customers updated helps build confidence, even when solutions take time to put in place.

Looking ahead: partnership, not transactions

Customer relationships are evolving. Increasingly, we’re moving beyond transactional interactions towards genuine partnerships, focused on shared goals and longer‑term outcomes.

As expectations change, CRMs are becoming even more central to the Velonetic experience. We’re not just here to respond to issues as they arise; we’re here to guide, shape, and strengthen the relationship, bringing insight from across the business back to our customers.

What I value most about the role is the opportunity to understand different parts of Velonetic and apply that understanding in ways that benefit our customers. That perspective helps us provide support that’s informed, joined‑up, and grounded in real understanding of each customer’s business.
Why this approach matters

Being part of the “shop window” isn’t about appearances. It’s about responsibility, trust, and connection, making sure customers feel supported, understood, and confident in the partnership they have with Velonetic.

For me, CRM is about being an advocate for our customers inside the business, and a reliable guide for them as they work with us. It’s a role I’m proud to be part of, and one that plays a vital role in how Velonetic supports its customers every day.
